L - listen, focus on UNDERSTANDING their concern.
E - empathize, imagine yourself in their shoes.
A - acknowledge, tell them you understand.
P - pamper, go the extra mile to make it right.


Pretty simple. I don't know if I've ever said it before but, just help the customer. Be nice and help the customer.

CYBER MONDAY

No more hype, the day has come. This coming Monday is......Cyber Monday.


Attendance is THE most important thing on Cyber Monday. We need to be here for our customers.

* Leave the house a little earlier. (looks like it may be a cold rainy morning)
* Eat something good and healthy for breakfast. (and do it a little bit earlier!)
* Be here, logged in and READY for customers at the start of your shift.
* Cyber Monday is a big deal to our customers, which makes it a big deal for us. I need 100% of everyone!
* Let's be just a little bit nicer to people on this, our busiest day.


Hey, your here....You may as well have a little fun and be proud of the fact that we work for a company where we actually get to help people! Where we are encouraged to BE NICE and give over the top service. The goal of many customer service call centers is to talk people into keeping things they don't want...NOT HERE! Many customer service call centers tell you to hurry up....NOT HERE!

Your job is to be nice and help people. How cool is that?

The Seven Factors of Caller Tolerance

According to Brad Cleveland and Julia Mayben, authors of the book Call Center Management on Fast Forward, there are seven factors of caller tolerance. These are specifically speaking about how long people will wait and what makes some people wait longer than others.

As I mentioned a couple months ago in an email regarding our SLA (Service Level Agreement), Magazines.com goes way out of the way to make our customers happy. Many companies go with an 80/20 rule. This means they want to answer 80% of their calls in 20 seconds or less. Magazines.com has a 96/0 rule. We want 96% of our calls answered as they come in, and most days, weeks and months we make it. This is one reason we hear a TON of customers say "wow, you picked up right away." We are far away from the average company. This means that in most people's eyes we are overstaffed. The argument goes that since the average person is willing to wait 20-30 seconds without getting at all frustrated, you should make them wait that long. We don't do that.


The 7 -
1 - DEGREE OF MOTIVATION - How motivated are the callers. For us, when there is a sale on they are more willing to wait. Customers who HAVE to talk to us to cancel are willing to wait but are often not as patient. Customers with questions may wait, or they may move on to a different company.

2 - AVAILABILITY OF SUBSTITUTES - If they have many options, which they do when it comes to magazines, they are less likely to wait.

3 - COMPETITION'S SERVICE LEVEL - This is where we win BIG over our competition. Many of our competitors have longer hold times. Amazon, for an example, wont allow people to order over the phone, you have to place on the website.

4 - LEVEL OF EXPECTATIONS - Each customer has their own expectation. Some are not accepting of any hold time, some don't mind 5 minutes.

5 - TIME AVAILABLE - If you are on a lunch break and have no place to go, you are probably OK with waiting a bit longer than if you are in a hurry.

6 - WHO'S PAYING FOR THE CALL - Cell phone minutes could be adding up??? Now a days most companies have toll free numbers. But cell phone minutes could make a difference on how long someone wants to wait.

7 - HUMAN BEHAVIOR - The weather, the caller's mood and the time of day can have a bearing on caller tolerance.



These seven factors are not static, they change constantly. Even so, it is important to have a general understanding of the factors affecting our callers' tolerance.

If we are in Q and you notice someone has waited over a minute.... Do you thank them for waiting? At least acknowledge you know they have been waiting?

The dictionary gives this definition.
characterized by or conforming to the technical or ethical standards of a profession (2) : exhibiting a courteous, conscientious, and generally businesslike manner in the workplace


Do you conform to the technical and ethical standards we ask?

A professional puts their clients needs ahead of their own. Many people will give you many different examples of what professionalism means to them.

Ask yourself these questions -

Do you think some details customers give are unimportant?

Do you care about how your peers and customers think about you?

Do you know that your attitude and your behavior can effect others around you?

Do you know that your attitude will effect the way you approach everything in your life.

Do you take responsibility for your mistakes?

Do you accept that everyone makes errors and the best way to handle them is to admit them and move on?


AND NOW THE BIG ONE!!!

Do you know and accept that YOUR success depends on YOUR ability to be honest with YOURSELF?

This is sooo important. Professionalism is something that lives inside you, you control it or your lack of it will control you!

What are the MOST important things in Customer Service???

You can probably go to Barnes and Noble and find 1000 different books with 1000 different opinions. But the lists should be the same. Specific to Magazines.com and I, these are the things I think are the tops...

If you haven't known me that long you will soon find out that I firmly believe in the theory that everything I needed to know I learned in the 2nd grade, none of these things should be an Earth shattering piece of info for you.

#1 - ACTIVE Listening. There is a reason for the ACTIVE in active listening. Bottom line, you cannot help the customer if you don't understand why they are calling. You must be in tune to the 1st statement the customer says. If you are actively listening you can answer all their concerns/questions.

#2 - Give the customer the information they requested. Seems easy enough. But if you are not actively listening this is something that can be a huge detriment. I love bullet points, if a customer comes on the line and says "hey, I need some help, I have this charge I don't understand, I need to order some magazines and why does it take so long to get my mags..." I like to take things 1 at a time and get the customer their answer. "I can help you with all those things. Let's start by locating your account so we can see about this charge." Find the account, go over the charge. "Great, now that we have the charge taken care of let's get your orders going." Take care of the orders. "And finally let’s talk about why the magazines take the time that they take." The KEY to this is I let the customer know right up front that I would answer all her questions 1 at a time. If you don't do that it is quite common for the customer to believe you didn't hear everything and they may start repeating questions or becoming frustrated.

#3 - To quote one of my all-time favorite movies - Roadhouse. "Be Nice". Be nice to the customers, what did you learn about manners in the 2nd grade? Please, thank you, listen, do not speak when someone else is speaking..... These all are great customer service tools. If the customer is upset....Be nice. If they are Irate....Be nicer! If you have to call the help desk you can both....be nice!


These 3 things when done effectively will handle most every issue. MOST customers just want good service, they are trying to get something for nothing.

Customer Service Tips

Hey gang!

If you were wondering about the Einstein riddle the answer is the Germans. Not the Garmins, as someone suggested. It also, AGAIN, was NOT my mother. Smarties!


Here are some tips to become GREAT Customer Service representatives.

1 - Keep a learning log. Did you ever stop to think about how much information we forget? Sometimes the most simple things in life are forgotten. Sometimes people forget to say "good morning" to their coworkers or "I love you" to their family. Seems stupid, but it happens all the time. We humans are funny critters, we get into a rut and forget the good things sometimes. Keep a log of the things you learn and the things that are important.

2 - Feast on feedback. Listen when your customers tell you what they like, listen MORE when they tell you what they don't like. Actively listen for when customer huff, what did you do to make them do that?

3 - Use the Learning Library. Those books have a million tips, some of them are bound to work for you. There are customer service tips, tips on leadership. Check with Bill and see what's out there.

4 - Keep THEIR best interst in mind. Focus on the customers needs! It amazes me how many "difficult" calls we take, and when I ask "what did they want" a common response is "aaaa, I don't know". No wonder they were difficult, you don't even know what they were calling for.


5 - Develop an Attitude of Gratitude. Don't lose sight of the fact that YOU need Magazines.com and Magazines.com needs YOU. The customers need BOTH of us! Pick your attitude, believe it or not it is 100% YOUR CHOICE. You can spend all day blaming someone else for your mood, or you could just smile and go on with your day. Easy to say, hard to do sometimes. But, it's YOUR choice no matter what you think. Keep a photo of something important to you close by. A reminder of why you work.

Who Was I??????

There were a couple of correct answers.

1st off, contrary to belief the answer was not my mother. Feel like I'm on SNL Celebrity Jeopardy!

We are 65% through the month at this point. As a team we are on track to come in right at our budget so the month has been good to us.

We have 8 people on track to make goal.

1 or 2 others that will make it once I factor in their project time.


There is still plenty of time left for everyone. I know I say it all the time but we must make the most of EVERY call. Those who are on track do a great job of not letting opportunities slip by.

We need to make the most of every call and realize that every call is important. Every customer is important.

I'm getting messages from people. Some good, some not so good. The news is showing live shots of main roads which all look pretty good. Off ramps and secondary roads still look sloppy.

Finally Home ~ What about Tomorrow?

For me the day started with me leaving the house at 6am, getting home at 10pm. I know some people are still out there. Old Hickory seems to be the biggest offender of the evening. I'm told it's solid ice, fun times.

I drove through Nashville, up I65 and out I40. Not too bad, 1 lane on 65 was pretty clear and the other lanes were more slushy than anything. Some build up between the lanes.


Tomorrow - Let's do the ole favorite, start with a 2 hour delay and go from there. The snowmaggeden seems to be over for now, let's see how the roads get through the night. I think the interstates will be fine, but as usual the side streets are not going to be friendly.

What a day!

Sheeeesh!

At 3:30pm in Cool Springs it was total grid lock. The grid lock had less to do with the weather and more to do with the panic of the weather. After spending about 2 hours and NOT getting out of Cool Springs I called the wife and told her I was heading back to work.

I know there are some a little irratated with me but I stayed open because there really wasn't anywhere to go. Those who left were stuck in traffic. Now at 8:30pm the volume of traffic is starting to clear up.


I've heard several stories of people getting home, slowly! Bill told me he was not home after about 3 hours. Hopefully he's there now.

I know there are areas of town that are worse than others but the more street cams I see on the TV the roads just don't look like they are accumulating. The traffic that is out is enough to keep the roads clear.

Up here in Joelton we've received another 1/4 inch in the last 45 minutes. weeeeeee!

Hey gang,

I'd like some help this morning. Here is a pic or 2 of my situation, you can see we've got a bit over 2 inches on the deck this morning and it's still coming down. What I have also is a nice layer of ice underneath the snow due to all the rain that happened last night and yesterday.

You can see some puppy paws on the deck. They were out about 10 minutes ago and their little prints are already filling in.

Davidson county schools just closed as of about 5 minutes ago and Williamson is still open at the time I'm typing this.

According to the news Joelton has 2 inches, North Nash 2 inches. Nashville itself has 1 inch and south into Brentwood/Franklin/Colombia has under an inch. Antioch and Murfreesboro also under an inch.

The street cams are showing that the interstates are good, no accumulation just wet. Majors like Old Hickory/Donelson Pike etc are starting to accumulate and as always the secondary roads are the ones that do not get attention.


At this point I'm inclined to delay 2 hours and recheck. But I'd like to hear from those south? How is it down there?

Here comes the snow again

Another snow storm approaches and depending on the forecast and channel you are watching you probably will here 1-2 OR 1-3 inches for us 1st thing tomorrow morning.

Oh! ^^^^ That is what I heard this morning. But Channel 5 News just posted this (below) which calls for 2-4 inches. (2-3 overnight and another 1 in the morning hours during our commute.)

Couple people have made it in to work

quick update - main roads in Franklin are pretty good, I guess there is an accident on seaboard and their may be still a couple icey spots on that road.

Looks like 5 have made it in so far and more on there way.

Friday's Official Announcement

OK gang,

The good news is the sun is now out, that radiant heat will go a long way in melting off some of this mess.

I want to stick to the 2 hour delay and open the call center at 9am.

#1 -- Be Safe -
The latest traffic report showed that the interstates were almost 100% wet at this point. Main road are pretty good and should be fine in the next 1/2 hour to 1 hour. Biggest issue - making it to the main roads and getting out of driveways! Stay slow on those smaller roads.

#2 -- North side of town - You gals/guys use your judgement. I know that it is a bit worse up here this time.

Jan 21, 2011 ---- 2 hour delay

Hey gang,

I'm starting this morning with a 2 hour delay. The north/west side of town - aka "Joelton" is pretty bad. Secondary roads are pretty much a skating rink, solid ice. From the shots I'm seeing on the news it looks like the main roads are still pretty bad as well.


I'm going to jump back on here around 7:30am and make another update.

According to the news north of Nashville got in the 2+ inches snow, Nashville was at 1.1 inch and getting lower the further south you go. I have a little more than 2 on my deck and exactly 2 on my street.

Jan 20th - 2011 - The White Death From the Sky!

We have closed the office for the evening. There is enough traffic on the interstates and main roads that they should stay pretty good long enough for everyone to get home. Drive Safe!!!!

This storm is coming in hard and fast. Up here in Joelton it took about an hour longer than normal to get home. Not because of snow, the drivers! The road right to Riley's day care was pretty bad, I had to push a Beamer up a hill while Krista got the baby. Got the lady in the Beamer to a parking lot so that she could wait for her hubby to pick her up.

In the 15 minutes or so it took to help the Beamer lady the accumulation piled up pretty good. About 1/4 inch on the roads and close to 1 inch on the deck.


We'll update again in the morning.

Looks like they've changed from "1 inch" to "1-2 inches". Lets keep our hopes up that it's more like 0-1 so schools don't close for 5 days because of the roads being bad in Joelton. :)

Notice the brake lights in this video. Solid. In the ice and snow we pump our brakes. Pump them! Nice and easy, no sudden movements. It doesn't make for exciting footage but I know there were people making it down this hill, I wish they'd show some examples of that, there is a fire truck at the end that doesn't slide at all. Drive in not too shabby

Interstates were better than I expected listening to the news. They are snow/slush covered but there is enough traffic that it's not icy. The cool springs off ramp was about as bad as it got.

People are here and things are well.

The snow came down and the news is saying it's over for now. More could be coming tomorrow.

I'm getting updates of "3 inches" from Colombia and from Smyrna.

News Channel 4 just showed downtown Franklin (the circle) and the businesses were opening and cars were getting through fine.

Drive slooooow. If you are coming to a stop sign or light give yourself 5 times the distance you normally would. Get to a main road instead of shortcuts.

The 10 o'clock news

So they are now increasing their estimates. Colombia 5 inches! Franklin/Murfreesboro 4 inches. Nashville 3.

Add some comments on here in the morning about what is going on in your area. Since I'm north this should be one of those rare storms where I get the least of it.

This is last nights forecast, calling for 2-4 inches in Nashville.  Those of you further south could get an extra inch or so on top of that!   I'm talking to you Colombia.   This particular forecast says it is not going to start until 8am Monday, there are others who say we will wake up to snow.

Looks like snow

It's late in the evening (or early in the morning) and I've got some snow on my deck but it is not sticking to the roads.  The temperature is just over freezing (33 degrees) so nothing "should" be sticking around but the temp is dropping and could dip below freezing for the morning and throughout the day tomorrow.  Last I saw on the news was that the north side, me, was getting the worse of this part of the storm so I'm not sure how Nashville, Antioch or Franklin are doing.

Snowing in Nashville this week

It's January 5th and as the weatherman put it this morning...."winter is not over yet"

Great quote, technically winter just started so we've got a ways to go.

It's snowing right now but the temp is our friend, it's 35 or so right now and climbing which means that snow can't stick around.  I will keep an eye on it but right now it looks like today and Friday we'll be getting on again off again snow flurries with temperatures over 32.  Which, if you remember from science class, means it cannot remain frozen.  :)
